Understand why people call

Sample calls by reason, time, language, outcome and number of handoffs. Separate appointment requests, prescription questions, results, forms, referrals, billing and urgent concerns. Do not record patient details in the measurement file.

Design the routing rules first

Define what reception can resolve, what needs a message, what requires a clinician and what must be escalated immediately. Give every queue an owner, response expectation and backup. Test the same service path in French and English.

Reduce avoidable transfers

  • Publish clear instructions for common administrative requests.
  • Use structured message fields so staff receive the information needed for the next step.
  • Connect status updates to the system staff already use.
  • Keep a staffed fallback for accessibility, uncertainty and system downtime.

Decide whether technology fits

Compare conventional telephony, callback queues, secure messaging, online forms and AI reception against the same requirements. Verify identity handling, recordings, consent, data location, urgent escalation, bilingual performance, integration, monitoring and human override before a pilot.
